Customer service representative duties and responsibilities
The core duty is to help customers move forward. The daily work depends on the product, support channel, and authority you give the representative. Write duties as specific actions rather than broad claims such as “deliver exceptional service.”
Answer inquiries and explain products
A representative explains how a service works, finds accurate information, and checks that the answer addresses the customer’s question. For example, an ecommerce CSR might clarify a delivery status; a software CSR might explain how to update account settings. Specify whether the role handles phone calls, email tickets, live chat, or several channels.
Resolve problems within a clear scope
State which issues the representative can solve independently and when they must escalate. Examples include correcting an order detail, explaining an invoice, or walking through a known troubleshooting process. If refunds or account changes require approval, make that boundary clear.
Document conversations and hand off complex cases
A useful ticket records the customer’s goal, the observed problem, what has already been tried, and who owns the next step. Technical escalations should include reproduction steps and relevant evidence. Our bug report templates provide a practical format for a support-to-engineering handoff.
Follow up and share feedback
Representatives keep customers informed when another team is investigating an issue. They also identify recurring questions and suggest updates to help articles or processes. Define what a complete resolution looks like so agents do not close a ticket simply because they sent a reply.
Customer service skills to include in the job description
| Skill | What it looks like at work | How to assess it |
|---|---|---|
| Clear communication | Explains the next step in language the customer understands. | Ask the candidate to write a short reply to a realistic inquiry. |
| Active listening | Checks the customer’s goal before proposing a solution. | Use a role-play with incomplete information. |
| Problem-solving | Separates the symptom from possible causes and checks assumptions. | Ask what they would investigate first in a sample case. |
| Empathy and patience | Acknowledges frustration without promising an unavailable outcome. | Discuss a difficult interaction and the candidate’s response. |
| Organization | Prioritizes requests and records an actionable next step. | Give a small example queue and ask how they would order it. |
| Product learning | Uses documentation and asks for help when needed. | Provide a short product guide and a question to answer from it. |
Keep the assessment close to the actual job. If the role mainly handles email, prioritize a writing exercise over presentation skills. See our customer service skills examples for ways candidates may describe their experience.

Qualifications: required versus preferred
List a qualification as required only when the person needs it to do the job. Product knowledge and familiarity with a particular helpdesk may be teachable during onboarding. Relevant experience can come from retail, hospitality, administration, or other roles that involve helping people and handling problems.
- Entry-level role: explain the training provided and focus on communication, judgment, and learning ability.
- Experienced role: describe the complexity of cases and the level of independent decision-making expected.
- Technical support role: specify the technical tasks involved, such as collecting reproduction steps or interpreting troubleshooting information.
- Multilingual role: name the languages and the written or spoken proficiency needed for the actual channels.
Do not add a degree, certificate, or years-of-experience requirement merely because it appears in another company’s template. Explain any essential requirement in terms of the work.
Adapt the template to your support team
For software customer support
Add product troubleshooting, account access questions, and engineering escalation. Explain how agents collect evidence without requesting passwords or unnecessary customer data. If your team uses screen recordings for customer support, describe when an agent should request a short recording and how to guide the customer to avoid showing private information.
For ecommerce or order support
Include order tracking, returns, payment questions, and coordination with fulfillment. State the representative’s refund authority and the process for exceptions. Keep sales duties separate unless upselling or lead qualification is actually part of the role.
For remote customer service
Specify eligible locations, working hours, equipment arrangements, and how the team collaborates. “Remote” does not tell a candidate whether the schedule is flexible or whether they must work in a particular time zone.
How to describe success in the role
Explain the standards you will use during onboarding and ongoing coaching. Useful measures may include reply quality, resolution quality, customer feedback, and adherence to agreed response times. Review them together: a short handling time alone does not show whether a customer received the right answer.
Set expectations for escalation quality and documentation as well as speed. For example, a well-prepared escalation gives the next team enough context to investigate without asking the customer to repeat the whole story. Our support-team workflows show where recordings and live troubleshooting can fit into that process.
Checklist before posting the vacancy
- Replace all placeholders and verify that every responsibility belongs to this role.
- Confirm the salary range, location, schedule, employment type, and benefits.
- Separate essential skills from experience that would be helpful.
- Explain onboarding, reporting lines, and the escalation process.
- Make application instructions and hiring stages easy to find.
- Ask a current team member to check whether the description matches their daily work.
Frequently asked questions
What is the main role of a customer service representative?
A CSR answers questions, resolves common problems, records customer interactions, and escalates cases that need additional help. The exact scope depends on the company’s products and support channels.
What is the difference between customer service and technical support?
Customer service often covers general account, order, and service questions. Technical support focuses on diagnosing product or system problems. Some roles combine both; the job description should explain the troubleshooting depth expected.
Does a customer service representative need previous experience?
That depends on the role. An entry-level vacancy can prioritize communication and learning ability with structured training. A role handling complex cases independently may need relevant experience. Make the distinction explicit in the posting.
Should sales targets be included in a CSR job description?
Include them only when selling is part of the job. Explain the expectations and how they relate to customer support so candidates understand whether they are applying for service, sales, or a combined role.
